How dealers can balance AI with human customer experiences

Rapid advancements in artificial intelligence (AI) allow businesses to deliver instant responses, but reliance on technology alone risks alienating customers. During today’s episode of CBT Now, we’re joined by Joseph Michelli, Customer Experience Expert, Bestselling Author, and CEO of The Michelli Experience, to share how to maintain the human element alongside automated technology.

While AI excels at handling routine tasks like resetting passwords or delivering immediate self-service answers, Michelli says that consumers still prefer human interaction when facing complex or high-stakes issues. He stresses that while technology drives operational efficiency and removes daily friction, genuine customer loyalty stems from authentic human relationships.

Keeping people in the loop 

According to Michelli, businesses investing heavily in AI have yet to see massive leaps in overall profitability. One major reason involves the issue of accountability, as automated systems can generate quick answers but cannot take responsibility for outcomes.

Deploying humans to audit automated workflows prevents costly errors and protects brand trust. In high-friction scenarios such as unresolved service complaints or credit card fraud, forcing customers through repetitive automated loops leads to extreme exasperation. Successful companies treat technology as a supportive tool while preserving clear pathways to real human representatives.

Additionally, achieving the right operational balance requires a strategic allocation of resources between technology platforms and human talent. Michelli outlines key considerations for leadership teams navigating digital transformation:

  • Technology as a satisfier: Automated systems streamline scheduling, answer repetitive questions, and eliminate operational bottlenecks, serving as essential backend infrastructure.
  • Humans as delighters: Empathy, active listening, and relationship building create memorable customer experiences that technology cannot replicate.
  • Human oversight in content creation: Unchecked automated content creates brand risk, while human writers and editors bring real lived experiences and authentic storytelling that resonate with audiences.

Protecting customer choice

Moreover, when organizations force automated interactions without giving customers control, buyers feel a loss of autonomy. Search engines and digital platforms increasingly reward authentic, human-driven content while deprioritizing purely automated responses.

Nevertheless, Michelli believes that leaders must continually evaluate their operations to identify where automation provides speed and where human interaction provides reassurance. By keeping people in the loop, businesses can harness powerful modern tools while building lasting customer relationships.
