CDK finds phone friction persists at dealerships even as AI adoption grows

Phone-related friction remains one of the most overlooked weak points in dealership operations, even as friction across the broader buying and service journey continues to climb. Nearly half of sales appointments and most service appointments are still booked by phone, but missed calls, long hold times and scheduling breakdowns are turning some of those calls into lost business before a conversation even starts.

The phone gap adds a specific, largely unaddressed layer to the friction trend CBT News has already reported on this year. While that coverage focused on the buying and service journey overall, new data from CDK Global points to the phone itself as a distinct and persistent source of lost opportunity.

According to CDK, 47% of sales appointments are booked by phone and 61% of service appointments are booked by phone. Yet 29% of service customers report difficulty scheduling by phone, and average service hold times reach 9.3 minutes. Those numbers matter because phone calls still drive appointment scheduling even as digital retailing expands, and every unanswered or poorly handled call represents a lost sales or service opportunity.

A single service call can lead to future vehicle purchases, repeat business and referrals. Missed calls, long hold times and inadequate follow-up can damage those relationships before they ever start. Dealers should be watching for missed calls, unanswered peak-hour calls, calls without follow-up, customer complaints and mentions of competitors, all signals that a phone process is leaking business.

Responding to the gap

A growing number of dealers are turning to AI-powered call analytics to close that gap. AI-generated transcripts, summaries and sentiment analysis eliminate the need for managers to manually review lengthy call recordings. Dealers can quickly identify price-shopping conversations, competitor mentions, recall questions and frustrated customers before they turn into negative reviews. That gives managers actionable insight to coach employees and adjust staffing before small problems become lost customers.

Communication platforms linked to CRM and DMS systems give employees customer history before a conversation even begins. Real-time insights help employees personalize interactions and respond more efficiently, while better visibility into customer conversations supports data-driven staffing, training and operational decisions.

Customers who choose to call a dealership have already invested their time and trust. As friction rises across the industry, equipping employees with integrated communication tools and AI insights gives dealers one of the more direct ways to convert that trust into a lasting customer relationship.
